Wählen Sie den Kanal, indem Sie die Botschaft bewerten, nicht den Kunden – und zwar anhand von drei Fragen: Wie dringend ist sie, wie viel Detail braucht sie und wie viel Umsatz steht auf dem Spiel? Viel Detail bedeutet E-Mail – das ist der einzige Kanal, der Bilder, mehrere Produkte und ein echtes Argument transportieren kann. Echte Dringlichkeit plus echtes Geld bedeutet, dass sich SMS ihre Kosten verdient. Geringer Einsatz und geringe Dringlichkeit bedeuten Push – oder gar nichts. E-Mail ist der Standard; SMS und Push sind Ausnahmen, die sich pro Nachrichtentyp rechtfertigen müssen. Dieser Artikel liefert Ihnen genau dieses Entscheidungsraster und wendet es auf die zehn Botschaften an, die jeder Shop verschickt. Nicht behandelt wird, wie Sie die Wahl an die Gewohnheiten eines einzelnen Kunden anpassen – das ist die Personalisierungsebene, und die kommt danach.

Das Problem: Kanalwahl aus Gewohnheit statt aus Entscheidung

Die meisten Shops haben ihre Kanäle nie wirklich gewählt. Das Muster, das ich sehe – und eine Zeit lang selbst betrieben habe –, ist, dass der zuletzt eingerichtete Kanal überstrapaziert wird, weil er neu ist und seine Zahlen aufregend aussehen. Sie fügen im März SMS hinzu, und bis Mai ist die Hälfte Ihrer Nachrichten SMS, darunter Dinge wie „neuer Blogbeitrag”, die kein Recht haben, Geld für die Zustellung zu kosten.

Das Ergebnis ist ein leiser Fehlbezug: teure Kanäle tragen billige Botschaften, und billige Kanäle tragen Botschaften, die mehr Gewicht gebraucht hätten. Eine 4-Euro-Bestellaktualisierung geht per SMS raus, während ein 300-Euro-Warenkorbabbruch eine einzige E-Mail und dann Stille bekommt. Das hat niemand entschieden. Es hat sich einfach angesammelt.

Warum „überall verschicken” die teure Nicht-Antwort ist

Wenn Sie unsicher sind, welcher Kanal passt, ist die verlockende Bewegung: alle – einer wird schon ankommen. Drei Gründe, warum das nach hinten losgeht:

Erstens die Kosten. SMS kostet pro Versand echtes Geld. In Europa zahlen Sie typischerweise irgendwo im Bereich von ein paar Cent pro Nachricht, je nach Land und Volumen – gering pro Versand, spürbar über eine Liste mit 10.000 Kontakten, ruinös, wenn die Botschaft SMS überhaupt nicht gebraucht hätte.

Zweitens: Aufmerksamkeit ist auch ein Budget. Jede Nachricht, die ein Kunde erhält, macht es ein kleines bisschen leichter, die nächste zu ignorieren. Drei Kanäle für eine einzige Ankündigung auszugeben bedeutet, dass Ihre nächste wirklich dringende Botschaft von einem niedrigeren Ausgangsniveau startet. Drittens verdeckt der Rundumschlag die Antwort. Wenn jede Botschaft überallhin geht, lernen Sie nie, welcher Kanal welchen Nachrichtentyp tatsächlich bewegt, also können Sie nicht klüger werden.

Der Drei-Fragen-Filter

Schicken Sie jeden Nachrichtentyp durch diese Fragen, bevor er einen Kanal bekommt.

1. Läuft sie ab? Wenn die Botschaft in 24–48 Stunden wertlos ist – ein endender Flash-Sale, ein fast ausverkaufter Artikel, eine Lieferung, die heute ankommt –, ist die Dringlichkeit echt. Wenn sie sich nächste Woche genauso liest, ist sie nicht dringend, egal was der Countdown-Zähler sagt.

2. Wie viel Detail braucht sie? Passt sie in einen Satz und einen Link, oder braucht sie Bilder, mehrere Produkte, Größenangaben, eine Erklärung? Ein-Satz-Botschaften passen zu SMS und Push. Alles, was visuelle Überzeugung oder mehr als eine Idee braucht, gehört in eine E-Mail.

3. Wie viel Umsatz steht auf dem Spiel? Ein Warenkorb von 250 Euro rechtfertigt Eskalationskosten, die ein Warenkorb von 19 Euro nicht rechtfertigt. Koppeln Sie den teuren Kanal an eine Wertschwelle, die Sie bewusst festlegen – und schreiben Sie die Schwelle auf, damit sie eine Regel ist und keine Laune.

Bewerten Sie diese drei, und der Kanal wählt sich meist von selbst:

  • Nicht dringend, beliebiges Detailniveau → E-Mail. Das sind die meisten Botschaften.
  • Dringend, kurz, hoher Wert → SMS.
  • Leicht zeitrelevant, kurz, niedriger bis mittlerer Wert → Push.
  • Nicht dringend, kein Detail, niedriger Wert → ernsthaft erwägen, sie gar nicht zu senden.

Das Raster angewendet: zehn gängige Botschaften

So landet der Filter bei den Botschaften, die nahezu jeder Shop verschickt. Behandeln Sie die SMS-Schwellen als beispielhaft – setzen Sie Ihre eigenen gegen Ihre Margen.

Willkommen / Anmeldebestätigung → E-Mail. Neue Abonnenten erwarten sie dort, und Sie brauchen Raum für die Markenvorstellung und die Rahmung des ersten Kaufs. SMS beim Erstkontakt, bevor überhaupt eine Beziehung besteht, wirkt aufdringlich.

Warenkorbabbruch → zuerst E-Mail, dann Eskalation nach Wert. E-Mail in der ersten Stunde trägt den Warenkorb visuell. Ein Push-Anstoß für Nicht-Öffner. SMS nur oberhalb Ihrer Wertschwelle und nur in die Stille hinein.

Browse-Abbruch → E-Mail oder Push, niemals SMS. Das Absichtssignal ist zu schwach, um eine Unterbrechung in den SMS von jemandem zu rechtfertigen. Ein angesehenes Produkt ist Neugier, kein Bekenntnis.

Bestell- und Versandaktualisierungen → die Präferenz des Kunden, SMS akzeptabel. Das ist die eine Nachrichtenklasse, in der sich SMS bei jedem Bestellwert ihren Platz verdient, weil Kunden sie aktiv wollen und sie Wohlwollen aufbaut statt es zu verbrauchen. Viele Shops lassen den Käufer an der Kasse wählen – tun Sie das.

Wieder-verfügbar- / Preissenkungs-Benachrichtigungen → SMS oder Push, wenn danach gefragt wurde, sonst E-Mail. Eine ausdrückliche Anfrage ändert die Rechnung: Der Kunde hat sich für genau diese Unterbrechung entschieden, und diese laufen schnell ab.

Bewertungsanfragen → E-Mail. Keine Dringlichkeit, braucht einen Link und etwas Wärme. Push und SMS wirken hier beide vereinnahmend.

Cross-Selling und Nachschub → E-Mail, Push für die Erinnerung. Produktvorschläge brauchen Bilder. Ein kurzes Push funktioniert für „Ihnen geht wahrscheinlich der Vorrat aus”, wenn das Timing gut zum Verbrauchszyklus passt.

Rückgewinnung → E-Mail. Bei einem abgesprungenen Kunden, der Ihnen eine SMS schreibt, würden Sie an eine falsche Nummer denken. Bauen Sie die Beziehung dort wieder auf, wo der Ton atmen kann.

Aktionen und Sales → E-Mail, SMS nur für die letzten Stunden und Ihre besten Kunden. Eine Sale-Ankündigung ist an Tag eins von sieben nicht dringend. Die Erinnerung am letzten Tag an Leute, die geklickt, aber nicht gekauft haben – die ist dringend, kurz und wertgestützt.

Ein durchgerechnetes Beispiel, was der Fehlbezug kostet

Beispielhafte Zahlen, passen Sie sie frei an. Was automatisieren: die Entscheidungen als Regeln kodieren

Ein Raster im Kopf zerfällt in jeder hektischen Woche. Bringen Sie es in die Automatisierungsebene:

  • Auslöser: das Verhalten (Warenkorb abgebrochen, Bestellung versandt, wieder verfügbar).
  • Segment / Bedingung: die Einwilligung pro Kanal, plus Ihre Wertschwellen – z. B. existiert der SMS-Schritt unterhalb eines Warenkorbwerts von 100 Euro schlicht nicht.
  • Kanalabfolge: der Eskalationspfad von billig zu teuer – E-Mail, dann Push, dann SMS – mit Engagement-Prüfungen zwischen den Schritten, sodass Reagierende früh aussteigen. Diese Engagement-Signale gut zu nutzen ist ein eigenes Thema: Engagement-Daten nutzen, um den nächsten Kanal zu wählen.
  • Content: für den Kanal geschrieben, nicht kanalübergreifend kopiert. Eine geschrumpfte E-Mail ergibt eine schlechte SMS.
  • Ziel: ein messbares Ergebnis pro Flow, damit die Kanalzuordnung später beurteilt werden kann.

Sobald die Regeln pro Nachrichtentyp stabil sind, ist die nächste Verfeinerung, sie pro Kunde zu beugen – jemand, der nie E-Mails öffnet, aber immer auf Push tippt, sollte entsprechend behandelt werden. So messen Sie, ob Ihre Zuordnungen stimmen

  • Umsatz pro Versand, nach Kanal und Nachrichtentyp. Die zentrale Bewertungstafel. Ein SMS-Nachrichtentyp, der pro Versand weniger einbringt als sein E-Mail-Äquivalent, ist falsch zugeordnet – der teure Kanal fügt nichts hinzu.
  • SMS-Abmelderate pro Nachrichtentyp. Abmeldungen häufen sich um die Nachrichtentypen, die nicht auf SMS gehörten. Diese Kennzahl zeigt mit dem Finger direkt auf sie.
  • Push-Abmelde- und Klickraten. Die Push-Toleranz ist hoch, aber nicht unendlich; fallende Klicks bedeuten, dass Sie ins Verwenden für Füllmaterial abgedriftet sind.
  • Eskalations-Conversion. Von den Kunden, die die E-Mail ignoriert haben, wie viele hat der Push- oder SMS-Schritt zurückgeholt? Wenn die Antwort nahezu keiner ist, zahlt sich die Eskalation weder für ihre Kosten noch für ihre Aufdringlichkeit aus.

Problem: izbira kanala po navadi, ne po odločitvi

Večina trgovin svojih kanalov nikoli dejansko ni izbrala. Vzorec, ki ga vidim — in sem ga nekaj časa tudi sam — je, da se najbolj pretirano uporablja kanal, ki je bil postavljen nazadnje, ker je nov in njegova statistika izgleda razburljivo. Poraba treh kanalov za eno objavo pomeni, da vaše naslednje resnično nujno sporočilo poleti z nižje izhodiščne točke. Tretjič, pavšalno pošiljanje skriva odgovor. Če gre vsako sporočilo povsod, nikoli ne izveste, kateri kanal dejansko premakne katero vrsto sporočila, in zato ne morete postati pametnejši.

Filter treh vprašanj

3. Koliko prihodka je na kocki? Košarica za 250 € upraviči stroške stopnjevanja, ki jih košarica za 19 € ne. Dragi kanal privežite na prag vrednosti, ki ga namerno določite — in prag zapišite, da je politika, ne razpoloženje.

Ocenite ta tri in kanal se običajno izbere sam:

  • Ni nujno, katera koli raven podrobnosti → email. To je večina sporočil.
  • Nujno, kratko, visoka vrednost → SMS.
  • Rahlo časovno relevantno, kratko, nizka do srednja vrednost → potisno obvestilo.
  • Ni nujno, brez podrobnosti, nizka vrednost → resno razmislite, da ga ne pošljete.

To držo privzeto-na-email je vredno ponotranjiti kot lastno disciplino; kako uporabljati email na prvem mestu in SMS le, ko je res potrebno predstavi celoten argument, vključno s tem, kaj naredi za vašo stopnjo SMS izpisov.

Takole filter pristane na sporočilih, ki jih pošlje skoraj vsaka trgovina. SMS pragove obravnavajte kot ilustrativne — nastavite svoje glede na svoje marže.

Pozdrav / potrditev prijave → email. Novi naročniki ga pričakujejo tam, vi pa potrebujete prostor za predstavitev blagovne znamke in uokvirjanje prvega nakupa. SMS ob prvem stiku, preden obstaja kakršen koli odnos, deluje vsiljivo.

Opuščena košarica → najprej email, nato stopnjevanje po vrednosti. Email prvo uro nosi košarico vizualno. Potisna spodbuda za neodpiralce. SMS le nad vašim pragom vrednosti in le v tišino.

Opuščanje brskanja → email ali potisno obvestilo, nikoli SMS. Signal namere je prešibek, da bi upravičil prekinitev v nečijih sporočilih. Ogledan izdelek je radovednost, ne zaveza.

Posodobitve naročila in pošiljanja → po kupčevi želji, SMS sprejemljiv. To je edini razred sporočil, kjer si SMS zasluži svoje mesto pri kateri koli vrednosti naročila, ker si ga kupci dejavno želijo in gradi namesto porablja naklonjenost. Mnoge trgovine pustijo kupcu, da izbere na blagajni — naredite to.

Obvestila o vrnitvi na zalogo / padcu cene → SMS ali potisno obvestilo, če so zaprosili, sicer email. Izrecna prošnja spremeni računico: kupec je privolil v točno to prekinitev, in ta hitro potečejo.

Prošnje za oceno → email. Brez nujnosti, potrebuje povezavo in nekaj topline. Potisno obvestilo in SMS se tu oba zdita grabežljiva.

Navzkrižna prodaja in dopolnjevanje → email, potisno obvestilo za opomnik. Predlogi izdelkov potrebujejo slike. Kratko potisno obvestilo deluje za “verjetno vam že zmanjkuje”, če je časovnica dobro usklajena s ciklom porabe.

Vračanje kupcev → email. Za kupca, ki je odpadel in vam pošlje sporočilo, bi mislili, da je napačna številka. Odnos znova zgradite tam, kjer lahko ton zadiha.

Promocije in razprodaje → email, SMS le za zadnje ure in vaše najboljše kupce. Objava razprodaje ni nujna prvi dan od sedmih. Opomnik zadnjega dne ljudem, ki so kliknili, a niso kupili — to je nujno, kratko in podprto z vrednostjo.

Vsebina in novice → email, če sploh. Nikoli SMS. Redko potisno obvestilo.

Predelan primer, koliko neujemanje stane

Ilustrativne številke, prosto prilagodite. Trgovina z 8.000 SMS stiki pošlje tedensko promocijsko sporočilo po 0,04 € na sporočilo: približno 320 € na teden, recimo 1.350 € na mesec, za vrsto sporočila, ki jo filter oceni kot delo za email. Premaknite te promocije na email — praktično brezplačno pri tem obsegu — in rezervirajte SMS za košarice nad 100 € plus zaprošena obvestila, in SMS račun bi utegnil pasti za tri četrtine, medtem ko prihodek kanala na pošiljko naraste, ker je zdaj vsako sporočilo bodisi nujno, zaprošeno ali brani pravi denar. Kaj avtomatizirati: zakodirajte izbire kot pravila

Okvir v vaši glavi razpade vsak natrpan teden. Vnesite ga v avtomatizacijsko plast:

  • Sprožilec: vedenje (opuščena košarica, poslano naročilo, vrnitev na zalogo).
  • Segment / pogoj: privolitev po kanalu, plus vaši pragovi vrednosti — npr. SMS korak preprosto ne obstaja pod vrednostjo košarice 100 €.
  • Zaporedje kanalov: pot stopnjevanja od poceni do dragega — email, nato potisno obvestilo, nato SMS — s preverjanji angažiranosti med koraki, tako da odzivniki zgodaj izstopijo. Dobra uporaba teh signalov angažiranosti je svoja tema: uporaba podatkov o angažiranosti za izbiro naslednjega kanala.
  • Vsebina: napisana za kanal, ne prekopirana povsod. Skrčen email naredi slabo sporočilo.
  • Cilj: en merljiv izid na avtomatizacijo, da je razporeditev kanalov mogoče kasneje presoditi.

Ko so pravila po vrsti sporočila stabilna, je naslednja izboljšava njihovo prilagajanje po kupcu — nekoga, ki nikoli ne odpre emaila, a vedno tapne potisno obvestilo, je treba temu primerno obravnavati. Ta plast je tu namerno izven obsega in živi v kako personalizirati izbiro kanala glede na vedenje kupca.

Kako izmeriti, ali so vaše razporeditve prave

  • Prihodek na pošiljko, po kanalu in vrsti sporočila. Osrednja preglednica. Vrsta SMS sporočila, ki na pošiljko zasluži manj kot njena email različica, je napačno razporejena — dragi kanal ne dodaja ničesar.
  • Stopnja SMS izpisov po vrsti sporočila. Izpisi se gručijo okoli vrst sporočil, ki niso sodile na SMS. Ta metrika kaže nanje poimensko.
  • Stopnja izpisov in klikov pri potisnih obvestilih. Toleranca do potisnih obvestil je visoka, a ne neskončna; padajoči kliki pomenijo, da ste zašli v uporabo za mašilo.
  • Konverzija stopnjevanja. Od kupcev, ki so prezrli email, koliko jih je potisni ali SMS korak povrnil? Če je odgovor skoraj nič, se stopnjevanje ne izplača za svoj strošek ali svojo vsiljivost.

How to Choose the Right Channel for Each Customer Message

Choose the channel by scoring the message, not the customer, on three questions: how urgent is it, how much detail does it need, and how much revenue is at stake? High detail means email — it’s the only channel that can carry images, several products, and a real argument. Genuine urgency plus real money means SMS earns its cost. Low stakes and low urgency means push, or nothing at all. Email is the default; SMS and push are exceptions that must justify themselves per message type. This article gives you that decision framework and applies it to the ten messages every store sends. What it doesn’t cover is adapting the choice to an individual customer’s habits — that’s the personalization layer, and it comes after this one.

The problem: channel choice by habit, not by decision

Most stores never actually chose their channels. The pattern I see — and ran myself for a while — is that whatever channel was set up most recently gets overused, because it’s new and its stats look exciting. Add SMS in March and by May half your messages are texts, including things like “new blog post” that have no business costing money to deliver.

The result is a quiet mismatch: expensive channels carrying cheap messages, and cheap channels carrying messages that needed more weight. A €4 order update goes out by SMS while a €300 abandoned cart gets one email and silence. Nobody decided that. It just accumulated.

Why “send it everywhere” is the expensive non-answer

When you’re unsure which channel fits, the tempting move is all of them — surely one will land. Three reasons that backfires:

First, cost. SMS runs real money per send. In Europe you’re typically paying somewhere in the range of a few cents per message depending on country and volume — small per send, meaningful across a 10,000-contact list, ruinous when the message didn’t need SMS at all.

Second, attention is a budget too. Every message a customer receives makes the next one slightly easier to ignore. Spending three channels on one announcement means your next genuinely urgent message launches from a lower baseline. Third, blanket sending hides the answer. If every message goes everywhere, you never learn which channel actually moves which message type, so you can’t get smarter.

The three-question filter

Run every message type through these before it gets a channel.

1. Does it expire? If the message is worthless in 24–48 hours — a flash sale ending, an item nearly out of stock, a delivery arriving today — urgency is real. If it would read the same next week, it isn’t urgent, whatever the countdown timer says.

2. How much detail does it need? Can it land in one sentence and one link, or does it need images, multiple products, sizing info, an explanation? One-sentence messages fit SMS and push. Anything needing visual persuasion or more than one idea belongs in email.

3. What’s the revenue at stake? A €250 cart justifies escalation costs that a €19 cart doesn’t. Tie the expensive channel to a value threshold you set deliberately — and write the threshold down so it’s a policy, not a mood.

Score those three and the channel usually picks itself:

  • Not urgent, any detail level → email. This is most messages.
  • Urgent, short, high value → SMS.
  • Mildly time-relevant, short, low-to-medium value → push.
  • Not urgent, no detail, low value → seriously consider not sending it.

The framework applied: ten common messages

Here’s how the filter lands on the messages nearly every store sends. Treat the SMS thresholds as illustrative — set your own against your margins.

Welcome / signup confirmation → email. New subscribers expect it there, and you need room for brand introduction and first-purchase framing. SMS on first contact, before any relationship exists, reads pushy.

Abandoned cart → email first, then escalate by value. Email at hour one carries the cart visually. A push nudge for non-openers. SMS only above your value threshold, and only into silence.

Browse abandonment → email or push, never SMS. The intent signal is too weak to justify an interruption in someone’s texts. A viewed product is curiosity, not commitment.

Order and shipping updates → the customer’s preference, SMS acceptable. This is the one message class where SMS earns its keep at any order value, because customers actively want it and it builds rather than spends goodwill. Many stores let the buyer pick at checkout — do that.

Back-in-stock / price-drop alerts → SMS or push if they asked, email otherwise. Explicit request changes the math: the customer opted into that exact interruption, and these expire fast.

Review requests → email. No urgency, needs a link and some warmth. Push and SMS both feel grabby here.

Cross-sell and replenishment → email, push for the reminder. Product suggestions need images. A short push works for “you’re probably running low” if timing is well matched to the consumption cycle.

Win-back → email. A lapsed customer texting you’d think was a wrong number. Rebuild the relationship where the tone can breathe.

Promotions and sales → email, SMS only for the final hours and your best customers. A sale announcement isn’t urgent on day one of seven. The last-day reminder to people who clicked but didn’t buy — that’s urgent, short, and value-backed.

Content and news → email, if anything. Never SMS. Rarely push.

A worked example of what the mismatch costs

Illustrative numbers, adapt freely. A store with 8,000 SMS contacts sends a weekly promotional text at €0.04 per message: roughly €320 a week, call it €1,350 a month, on a message type the filter scores as email work. Move those promos to email — effectively free at that scale — and reserve SMS for carts above €100 plus requested alerts, and the SMS bill might drop by three-quarters while the channel’s revenue per send climbs, because now every text is either urgent, requested, or defending real money. Same channels. Same list. Different assignment of messages to channels.

What to automate: encode the choices as rules

A framework in your head degrades every busy week. Put it into the automation layer:

  • Trigger: the behavior (cart abandoned, order shipped, back in stock).
  • Segment / condition: consent per channel, plus your value thresholds — e.g., the SMS step simply doesn’t exist below €100 cart value.
  • Channel sequence: the escalation path from cheap to expensive — email, then push, then SMS — with engagement checks between steps so responders exit early. Using those engagement signals well is its own topic: using engagement data to choose the next channel.
  • Content: written for the channel, not copied across. A shrunk email makes a bad text.
  • Goal: one measurable outcome per flow, so the channel assignment can be judged later.

How to measure whether your assignments are right

  • Revenue per send, by channel and message type. The core scorecard. An SMS message type earning less per send than its email equivalent is misassigned — the expensive channel isn’t adding anything.
  • SMS opt-out rate per message type. Opt-outs cluster around the message types that didn’t belong on SMS. This metric points at them by name.
  • Push opt-out and click rates. Push tolerance is high but not infinite; falling clicks mean you’ve drifted into using it for filler.
  • Escalation conversion. Of customers who ignored the email, how many did the push or SMS step recover? If the answer is nearly none, the escalation isn’t paying for its cost or its intrusion.
