Na kratko: opredelite, kdo v vaši trgovini šteje za najvrednejšega kupca (prag porabe, prag števila naročil ali oboje), nato pa jim zgradite drugačno pot skozi vaša sporočila — manj popustov, zgodnejši dostop, bolj osebni kanali — in, prav tako pomembno, jih zaščitite pred splošnimi promocijskimi izstreljki, ki jih dobijo vsi drugi. Najvrednejši kupci ne potrebujejo več sporočil. Potrebujejo drugačna. Logika kanalov izhaja iz tega: email nosi vsebino, SMS postane privilegij, ki ga uporabljate redko in osebno, potisna obvestila pa poskrbijo za časovno občutljive trenutke, kot je zagon zgodnjega dostopa. To je narobe dvakrat. Prvič glede marže: kupka, ki je pri vas petkrat kupila po polni ceni, dobi v roke popust, ki ga ni prosila in ga ne bi potrebovala. Pomnožite to čez vsako promocijo in vaši najdonosnejši odnosi so tam, kjer podarjate največ nepotrebne marže. Drugič glede zvestobe: kupci, ki jih je najbolj vredno obdržati, prejemajo najmanj dokazov, da veste, kdo so.

In vložki so neuravnoteženi. V tipični trgovini majhen del kupcev ustvari nesorazmeren delež prihodka — točno razmerje se razlikuje, a preverite svojega: razvrstite kupce po življenjski porabi in poglejte, koliko predstavlja zgornjih 10 %. Izguba enega od njih stane več kot izguba ducata enkratnih kupcev, a večina avtomatizacijskih sistemov vso svojo prefinjenost porabi za neznance in košarice.

Zakaj je “VIP kupcem pošlji večji popust” napačen instinkt

Ko trgovine vendarle zgradijo VIP pot, je prvi osnutek običajno globlji popust: 20 % za VIP kupce namesto 10 % za vse. Zdi se velikodušno. V resnici je to ista izguba marže z zlato nalepko.

Ti kupci že kupujejo po polni ceni. Ponavljajoč se VIP popust spremeni vaše najboljše kupce po polni ceni v kupce s popustom — trenirate natanko tiste ljudi, ki treninga niso potrebovali. Še huje, popusti so edina nagrada, ki jo lahko posnema vsak tekmec. Česar ne morejo posnemati, je obravnava: dostop pred javnostjo, priznanje, človeški naslov za odgovor, prva izbira omejene zaloge. To vas stane razvrščanja in pozornosti, ne marže.

Tri konkretne točke:

  • Nepotrebni popusti kupcem po polni ceni. Vsak promocijski email za celotno stran, poslan vašemu VIP segmentu, spremeni nekaj naročil po polni ceni v naročila s popustom. To je najlažje ustavljiva izguba, ker je njeno ustavljanje pravilo izključitve, ne pa nova gradnja.
  • Odhod VIP kupcev, ki ga nič ne opazi. Ritem naročanja najboljšega kupca se upočasni, nato ustavi. V splošnem sistemu dobi isti kupon za vrnitev kot vsi, mesece prepozno. Vrzel med njenim običajnim tempom in tišino je ostala neopazovana.

Gradnja VIP poti, korak za korakom

1. Potegnite črto s podatki, ki jih imate. Izberite opredelitev, ki jo lahko izračunate samodejno: življenjska poraba nad pragom, ali tri ali več naročil, ali oboje.   • Sporočilo 1, email, dan 0: oseben ton, ime ustanovitelja, “dolgo se nismo slišali — bi lahko kaj naredili bolje?” plus kaj je novega v njihovi najbolj kupovani kategoriji. Brez popusta.
  • Sporočilo 2, potisno obvestilo, dan 7: samo, če email ni bil kliknjen; tiho obvestilo, da je nekaj relevantnega spet na voljo ali novo.
  • Sporočilo 3, SMS, dan 14: ena kratka osebna vrstica. Še vedno brez popusta.
  • Sporočilo 4, email, dan 30: zdaj, če sploh kdaj, rešilna ponudba — in naj bo to dostop ali darilo ob nakupu, preden ponudite odstotek popusta.
  • Izhod: kateri koli nakup, takoj.

Primer trgovine (ilustrativno)

Trgovina z opremo za kavo opredeli VIP kupce kot 3 ali več naročil ali 400 € življenjske porabe — okoli 8 % kupcev. Izloči jih iz vseh kampanj s popusti za celotno stran, jim da 48-urni zgodnji dostop do vsake predstavitve novega izdelka (email ob odprtju, potisno obvestilo ob zagonu) in poganja zgoraj opisano opazovanje odhajanja, prilagojeno na sprožilec 75 dni.

Kompromis, ki ga sprejema, je izrecen: odpove se nekaj kratkoročnih skokov konverzije od popuščanja svojim najboljšim kupcem v zameno za to, da jih obdrži pri polni ceni in jim predstavitve proda prvim. Številke, ki vam povedo, ali se je kompromis izplačal, so spodaj — ne bom si izmišljal rezultatov za trgovino, ki ne obstaja.

Kako izmeriti, ali VIP pot deluje

  • Stopnja ponovnega nakupa segmenta, pred obstojem poti proti po njem.
  • Povprečna globina popusta na VIP naročilih — ta bi morala padati proti nič, ko so izključitve vzpostavljene.

How to Create Omnichannel Journeys for High-Value Customers

The short version: define who counts as high-value in your store (a spend threshold, an order-count threshold, or both), then build them a different track through your messaging — fewer discounts, earlier access, more personal channels — and, just as important, shield them from the generic promotional blasts everyone else gets. High-value customers don’t need more messages. They need different ones. The channel logic follows from that: email carries the substance, SMS becomes a privilege you use rarely and personally, push handles time-sensitive moments like early access going live. This article covers the VIP-specific journeys. If you haven’t yet defined the segment itself, start with the customer segments every online store should create and come back.

The problem: your best customers get your worst treatment

Look at what your top customers actually receive from you. In most stores it’s the same 10%-off popup they saw as strangers, the same discount blasts, the same cart reminder written for someone who’s never bought.

That’s backwards twice. First on margin: a customer who has bought from you five times at full price gets handed a discount she didn’t ask for and would not have needed. Multiply that across every promotion and your most profitable relationships are where you’re giving away the most unnecessary margin. Second on retention: the customers most worth keeping are receiving the least evidence that you know who they are.

And the stakes are lopsided. In a typical store a small slice of customers produces an outsized share of revenue — the exact ratio varies, but check yours: sort customers by lifetime spend and see what the top 10% account for. Losing one of them costs more than losing a dozen one-time buyers, yet most automation stacks spend all their sophistication on strangers and carts.

Why “send VIPs a bigger discount” is the wrong instinct

When stores do build a VIP track, the first draft is usually a deeper discount: 20% for VIPs instead of 10% for everyone. It feels generous. It’s actually the same margin leak with a gold sticker on it.

These customers already buy at full price. A recurring VIP discount converts your best full-price buyers into discount buyers — you’re training the exact people who didn’t need training. Worse, discounts are the one reward every competitor can copy. What they can’t copy is treatment: access before the public, recognition, a human reply address, first pick of limited stock. Those cost you sequencing and attention, not margin.

Keep discounts in the VIP toolkit for one job only: a genuine save, when a top customer is clearly lapsing and cheaper signals haven’t worked.

Where the revenue actually leaks

Three concrete points:

  • Unneeded discounts to full-price buyers. Every sitewide promo email sent to your VIP segment converts some full-price orders into discounted ones. This is the easiest leak to close, because closing it is an exclusion rule, not a new build.
  • VIP churn that nothing notices. A top customer’s ordering rhythm slows, then stops. In a generic stack she gets the same win-back coupon as everyone, months late. The gap between her usual pace and silence went unwatched.
  • Launches sold to strangers first. New products go out to the whole list and paid audiences at once, while the people most likely to buy at full price — proven repeat buyers — get no priority and sometimes find their size sold out.

Building the VIP track, step by step

1. Draw the line with data you have. Pick a definition you can compute automatically: lifetime spend above a threshold, or three-plus orders, or both. Set the threshold so the segment is roughly your top 5–10% of customers — small enough to treat genuinely differently, big enough to matter. Make it dynamic, so people enter when they qualify and exit if they lapse.

2. Build the exclusions before the journeys. Suppress the VIP segment from generic discount campaigns and from the aggressive first-purchase popups. This is the highest-return step and it ships in an afternoon.

3. Mark the entry. When a customer crosses into the segment, trigger a message — email, from the founder’s address, no product grid, no coupon. Thank them, tell them what being a top customer means here (early access, first dibs, a reply that reaches a person). One email. It sets the frame for everything after.

4. Give them early access as the standing privilege. For every launch, restock, or sale: VIPs get in 24–48 hours before the public. Email announces it; a push notification fires the moment the window opens, because early access is exactly the kind of time-sensitive nudge push is built for. This one mechanic replaces most of what discounts were doing — full price, but first. It also plugs straight into your launch process, which is its own playbook in using omnichannel marketing for product launches.

5. Personalize the post-purchase path. A VIP’s fourth order shouldn’t trigger the same flow as a stranger’s first. Skip the “here’s how to shop with us” content, ask for the review or referral sooner (they’re your likeliest advocates), and recommend based on their history. 6. Watch their rhythm, and treat SMS as the personal channel. Set a lapse trigger tuned to the segment’s own purchase cadence, not your generic 90-day rule. When a VIP goes quiet: email first, personal in tone. If that doesn’t land, a single SMS — short, human, no shouting caps — reads like the shop owner noticing, precisely because you’ve never texted them promotions. Scarcity is what makes SMS feel personal; a channel you use weekly for offers can’t carry that message. What to automate, precisely

The lapse watch, as one spelled-out example:

  • Trigger: contact is in the VIP segment and has no order for 1.5× their typical gap between orders (compute per segment; for many stores this lands around 60–120 days).
  • Message 1, email, day 0: personal tone, founder’s name, “been a while — anything we could do better?” plus what’s new in their most-bought category. No discount.
  • Message 2, push, day 7: only if the email went unclicked; a quiet note that something relevant is back or new.
  • Message 3, SMS, day 14: one short personal line. Still no discount.
  • Message 4, email, day 30: now, if ever, the save offer — and make it access or a gift with purchase before a percentage off.
  • Exit: any purchase, immediately.

A store example (illustrative)

A coffee-gear store defines VIPs as 3+ orders or €400 lifetime spend — about 8% of customers. It excludes them from all sitewide discount campaigns, gives them 48-hour early access to every new-product drop (email at open, push at go-live), and runs the lapse watch above tuned to a 75-day trigger.

The trade it’s making is explicit: it gives up some short-term conversion bumps from discounting its best buyers, in exchange for keeping them at full price and selling launches to them first. The numbers that tell you whether the trade worked are below — I’m not going to invent results for a store that doesn’t exist.

How to measure whether the VIP track is working

  • Repeat purchase rate of the segment, before versus after the track existed.
  • Average discount depth on VIP orders — this should fall toward zero once exclusions are in.
  • Share of launch-week revenue from VIPs at full price.
  • VIP retention: how many customers who were in the segment six months ago have ordered since.
  • Segment unsubscribe rate — the smoke alarm; VIP unsubscribes should be near zero, and any rise means the track is misfiring.

All of these roll up into one number: the lifetime value of the segment. That’s the scoreboard this whole track plays for.
